Segment 1: The "Why" (20 minutes)
Start with the specific business problem you identified earlier. Not philosophy. Not industry trends. The actual revenue or CSI impact your dealership is experiencing.
"Our inbound call answer rate is 71 percent. Industry standard is 87. That's roughly 16 calls a month we're not even talking to customers about. At our average transaction value, that's $80,000 in lost gross per month, or $960,000 a year." Then pause. Let that sit.
Then explain how call scoring actually fixes it. Not someday. Next month. Show them one exemplary call from a competitor store (or a generic example) where the rep answered by the second ring, captured the customer's name and vehicle details, and booked a test drive. Explain how scoring will actually happen in your dealership. Will a manager listen to a sample of calls each week? Will scoring be done live by a compliance person? Will it be automated and reviewed manually?

After training, you're going to have the urge to score every call across all departments immediately. Resist that urge.
Start with one department,sales is usually the easiest because call volume is consistent and the behaviors are more standardized. Pick a two-week measurement window where you score a sample of calls (maybe 20 percent of daily volume) without sharing scores with the team yet. You're gathering baseline data.
During those two weeks, your managers are learning how to listen for the criteria you defined. They're getting faster at scoring. They're noticing patterns. "Our morning calls are consistently stronger than our afternoon calls." Or "New hires are missing the callback number step 40 percent of the time." This information is gold.
After two weeks, meet with your team and share aggregate data only. Not individual names. Not comparative rankings. "Here's what we learned: our greeting time average is 2.3 rings. We want to get that to 2.0. Here's a call where someone nailed it in 1.5 rings. Here's what they did differently."
Then move to live, ongoing scoring with feedback. Each rep gets individual scores weekly or bi-weekly. The score is tied to clear coaching, not punishment. "I heard three calls this week where you captured the vehicle details before the customer even finished describing their issue,that's what I want to see more of."
Only after sales is humming for 30 days do you roll the same process out to service or F&I.
